How eliminating double bookings changed our daily work


Active Entertainment operates seven experience venues. Bookings for escape rooms, climbing courses, and adventure activities come in daily — by phone, email, and online. Double bookings were a fact of life. This is the story of how we got rid of them — and what unexpectedly changed along the way.

Double bookings aren’t rare

A double booking sounds like something that happens rarely. For us, it was a weekly problem.

Typical situation: in the morning, an afternoon slot is sold by phone. Staff are busy receiving a group and don’t update the calendar right away. Meanwhile, another customer books the same slot via email. When both show up — the situation is ready.

The consequences:

  • One customer is disappointed. Often both.
  • Staff have to sort it out in the middle of operations.
  • Sometimes a free session is offered as compensation. That’s a direct cost.
  • The bad experience ends up in a review.

Root cause: manual capacity management

Double bookings weren’t caused by carelessness. They were caused by a capacity view that wasn’t real-time.

The booking calendar was updated manually. Staff recorded bookings when they had time. During the busiest periods — exactly when there were the most bookings — the delay in recording was longest.

On top of that, different channels used different systems. Phone bookings went in one place, web form bookings in another. The overall capacity picture was a patchwork of multiple sources — and it was only current intermittently.

The change: real-time availability

The core of the solution was simple: one system where availability updates instantly.

When a customer books a slot — through any channel — it disappears from availability immediately. No manual recording, no delay. A front-desk booking shows in online availability within seconds. An online booking shows at the front desk in the same moment.

Double bookings are no longer possible because the same slot is never shown as available to two customers simultaneously.

What else changed

Eliminating double bookings was the expected benefit. There were three unexpected ones:

1. Staff stress decreased.

Resolving a double booking is a stressful situation — especially in front of a customer. When it disappeared from daily work, the pressure on staff lightened. This doesn’t show directly in numbers, but it shows in job satisfaction.

2. Phone bookings declined naturally.

When customers could see availability and book themselves, the volume of phone bookings dropped significantly. The phone didn’t disappear entirely — but its role changed. Answering calls is no longer a bottleneck.

3. Quieter time slots started filling up.

When all available slots are visible in the availability calendar, customers also choose less popular times. With phone bookings, customers ask for the most popular times — with online booking, they see all options and choose more flexibly.

What we learned

The double booking was the symptom, not the problem. The real problem was manual capacity management. When capacity updated in real time, double bookings disappeared — but so did manual work, stressful situations, and capacity underutilisation.

The change wasn’t big. We didn’t overhaul everything at once. We started with online booking, added front-desk sales to the same system, and gradually reduced the role of phone bookings.

Customer experience improved without a customer service project. Eliminating double bookings, fast online booking, and real-time availability improved the customer experience — without training, process changes, or a service design project.
